How to make a complaint

Please include your name, contact details, a clear description of your complaint, relevant dates and reference numbers, and copies of any documents that may help us investigate. Do not send original documents unless we ask you to do so.
You may ask another person to act on your behalf. We may require written authority before discussing confidential information with that person.
How we will handle your complaint
If we resolve your complaint to your satisfaction within five working days of receiving it, we will record the matter and confirm the outcome.
Where the complaint is not resolved within five working days, we will:
- Acknowledge it in writing or another durable medium within five working days
- Provide details of our complaints process and your point of contact
- Investigate the matter fairly and objectively
- Give you progress updates at intervals of no more than 20 working days
- Make reasonable efforts to resolve the complaint within 40 working days
- If the complaint remains unresolved after 40 working days, explain the anticipated timeframe and your right, where applicable, to refer the matter to the Financial Services and Pensions Ombudsman
- Within five working days of completing our investigation, send you our decision, the reasons for it and details of any offer or proposed resolution
A hard copy of this procedure is available free of charge on request and will be provided within five working days.
Financial Services and Pensions Ombudsman
If you are not satisfied with our final response, or if the circumstances set out in our complaints process arise, you may be entitled to refer the matter to the Financial Services and Pensions Ombudsman. The FSPO is an independent, impartial and free service. Eligibility requirements and statutory time limits apply.
